Security Concerns Hamper AI Adoption in Customer Service Sector, Survey Finds
A recent survey commissioned by CommBox, an omnichannel, AI-driven customer experience platform, has highlighted security concerns as a significant barrier to the widespread adoption of Artificial Intelligence (AI) in the customer service sector. The study, which gathered insights from over 1,000 consumers and 250 managers in customer-facing roles, reveals a cautious approach towards AI integration amidst rising concerns about unsanctioned AI usage and data security.
The survey, released today, indicates that although nearly 45% of customer service teams have implemented AI in some form, only about 15% of brands have been able to deploy AI extensively. The primary concerns cited include security issues (32%), implementation costs (31%), and internal pushback (32%).
The rapid increase in AI adoption has brought several security-related issues to the forefront. 'Shadow AI', the unsanctioned or informal use of AI tools within organisations outside of IT governance, is becoming increasingly prevalent as AI technology becomes more accessible. Additional concerns include ensuring that information is not improperly exposed, shared, or used to train AI models, as well as safe data storage and management by AI providers. According to CommBox, failing to address these issues could stall the initial rates of AI adoption within the service sector.
CommBox's CEO, Dvir Hoffman, commented on the findings, stating, “As the buzz around AI has grown, we’ve seen rapid adoption and interest within the sector. We’re now coming towards the end of this initial wave, where issues such as security are now front of mind. This is particularly the case for larger enterprises, which have stricter guardrails in place compared to small and medium-sized organisations, where employees can’t just download the latest AI tool without due diligence.” Hoffman further underscored the importance of compliance and data security, emphasising that, as a service provider, CommBox adheres to stringent global security regulations including ISO, SOC2, and GDPR compliance.
Despite these challenges, customer service leaders remain optimistic about the potential benefits of AI in enhancing customer interactions. The survey suggests that AI could be instrumental in several areas of customer service, such as advanced sentiment analysis of customer queries (39%), personalising consumer recommendations (37%), improving chatbot automation capabilities (37%), and enhancing both customer and employee access to knowledge (36%). Additionally, AI could help in anticipating customers' needs pre-emptively (33%).
The road ahead for AI adoption in customer service will involve finding a balance between transforming customer engagement with user-friendly solutions and maintaining robust data protection and compliance. Enterprises are urged to partner with AI providers that offer streamlined operations while ensuring the highest levels of data safety and regulatory compliance, such as SOC2, ISO, and GDPR standards, combined with strong measures for data storage, model training, and data encryption.
The survey, conducted according to ESOMAR principles by the Market Research Society, covered 1,001 UK nationally representative consumers and 251 managers in customer-facing roles within B2C companies.
