During a fireside chat at Campaign Live, held with Campaign’s tech editor Lucy Shelley, Noel Lyons, Chief Design Officer at NatWest, shed light on how the financial institution is leveraging AI to refine its engagement with customers while maintaining brand integrity.
The highlight of the discussion was NatWest’s innovative, albeit unnamed, AI tool. This cutting-edge system, underpinned by Open AI’s ChatGPT framework, represents a concerted effort by the bank to ensure customer communications are not only clear and in line with NatWest's brand tone but also legally sound and comprehensible to a broad audience. Currently used internally, the AI tool serves to review and refine the bank’s customer interactions, an essential task in the highly regulated financial sector.
Lyons articulated that this integration of Generative AI (GenAI) has been instrumental in enabling NatWest to strike a balance between strict adherence to necessary regulations and presenting information in a user-friendly manner. By describing this AI tool as a “bridge”, Lyons conveyed its purpose in translating complex legal requirements into language that customers with varying levels of understanding can grasp. This capability allows NatWest to maintain an “accessible and understandable” dialogue, potentially accommodating the comprehension levels akin to that of a nine-year-old reader.
According to Lyons, the deployment of AI in this capacity has not replaced any existing processes but has instead augmented them. This has allowed the bank to take more control over the content creation process, which in turn provides more time for the team to engage in creative tasks and respond more dynamically to customer needs. The tool, as characterized by Lyons, serves as an additive layer, allowing the company to focus on strategic challenges over routine tasks.
Currently in its beta stage following a six-week period in alpha testing, the AI tool is described as being in an “experimental” phase. It acts as a testament to the bank's forward-thinking approach, enabling experimentation with this technology to potentially revolutionise the manner in which banks communicate with their clientele.
